I worked in some call centers when I was in college. This is pretty standard stuff to do where new management who doesn't care declares victory because they lowered wait times by just routing call willy-nilly to a warm body ... regardless if it helps in the long run.

I don't get it. This is the norm, sadly. Bad? Yes! But why is this news?
